Customer support outsourcing can mean signing a contract with a call centre. For a small business, it can also mean one or two remote reps who work in your help desk, in your voice, during the hours your customers need. This guide covers the options, what they cost, how to cover your hours, the English level to ask for, and a 30-day plan for handing over the queue.
A BPO, a dedicated remote rep, or an agency
A BPO firm (business process outsourcing) runs support for you as a service: it recruits, trains and manages a team that answers your customers. It suits high volume, several channels and round-the-clock cover, and the same model covers help desk outsourcing for IT support. Ask whether agents are dedicated to you or shared across clients, whether there's a minimum number of seats, and how quickly you can scale down.
A dedicated remote rep is one person you hire, through a marketplace, a job board or a pre-tested marketplace, who works only for you, in your tools. It has the lowest published prices of the three, and it's the one where tone and product knowledge stay closest to you. You do the training and the managing.
An agency supplies a dedicated rep and handles payroll and replacement for a monthly fee. It sits between the two: one person who knows your product, without the hiring work. We compare agency prices in where to hire a virtual assistant.
Customer service outsourcing companies range from global BPOs to small agencies, but for a business with a few hundred conversations a week, a dedicated rep or two is, in our view, the simpler fit.
What it costs
How much does it cost to outsource customer service? For one dedicated, full-time rep, the published numbers look like this:
| Option | Price | A full-time month (160 hours) |
|---|---|---|
| US employee | Median wage $21.53 an hour (BLS, May 2025) | About $3,730 in wages, before payroll taxes and benefits |
| Freelance rep on Upwork | $10–19 an hour typical, plus a 5% fee | $1,680–3,192 |
| Full-time rep in the Philippines, hired direct | $400–600 beginner, $460–750 intermediate, $700–900 expert (OnlineJobs.ph, April 2026) | $400–900 |
| BPO firm | Quoted per contract | Ask for a written quote |
The Upwork figure is a freelance rate, set by freelancers worldwide. The Philippine figures are monthly salaries that full-time remote workers on OnlineJobs.ph report. For every role and country, see how much a virtual assistant costs.
Covering your hours
Your customers write when they write. The question is whether someone answers in two minutes or the next morning. Here is a 9 am to 5 pm US Eastern day, in the rep's local time:
| Rep's city | US Eastern on standard time | On daylight time |
|---|---|---|
| Manila | 10 pm to 6 am | 9 pm to 5 am |
| Bogotá | 9 am to 5 pm | 8 am to 4 pm |
| Mexico City | 8 am to 4 pm | 7 am to 3 pm |
| Johannesburg | 4 pm to midnight | 3 pm to 11 pm |
| Lagos | 3 pm to 11 pm | 2 pm to 10 pm |
| Nairobi | 5 pm to 1 am | 4 pm to midnight |
None of these cities changes its clocks. Mexico abolished daylight saving in October 2022, so Mexico City now stays an hour or two behind New York depending on the US season.
What that means in practice:
- US daytime cover: a rep in Bogotá or Mexico City works your day at normal local hours.
- US overnight cover: a rep in Manila working a normal day shift answers while your customers sleep, so the queue is clear when you open.
- UK daytime cover: in winter, a London 9 to 5 is 10 am to 6 pm in Lagos, 11 am to 7 pm in Johannesburg and noon to 8 pm in Nairobi. During British summer time, each is an hour earlier.
- Australian cover: a Sydney 9 to 5 is 7 am to 3 pm in Manila, or 6 am to 2 pm during Australian daylight time.
Decide which hours need a live person and which can wait for a reply in the morning, then hire for the first set.
English and tone
For customer-facing support, ask for C1 English on the CEFR scale, which the Council of Europe describes as being able to "express him/herself fluently and spontaneously without much obvious searching for expressions." That is our guidance, not a standard.
Pearson says its Versant English tests are "used by corporations, call centers and BPO providers". The speaking and listening test takes 17 minutes, has 40 timed items in six parts, and is machine-scored on Pearson's Global Scale of English from 10 to 90. Each employer sets its own pass mark.
Country averages help less than you'd think. In the EF English Proficiency Index 2025, South Africa ranks 13th of 123 countries, Kenya 19th, the Philippines 28th, Nigeria 29th, Colombia 76th and Mexico 103rd. The index is built from people who chose to take EF's online test, and it tells you nothing about the person in front of you. Test the individual: a written reply to one of your real tickets, and a short call.
Then hand over your tone in writing:
- A one-page style guide: greeting, sign-off, how formal to be, words you never use.
- Ten real past tickets with the answers you were proudest of.
- Your policies in plain words: refunds, returns, delays, what needs your approval.
- Three phrases for handing a customer to you without sounding like a brush-off.
Tools and access
- One help desk. Keep every channel (email, chat, social messages) in a shared help desk such as Zendesk, Gorgias, Freshdesk or Help Scout, so nothing lives in a personal inbox.
- Named logins. Give each rep their own account, never a shared password, and use a password manager and two-factor sign-in.
- Limits by role. Set what a rep can do alone, such as refunds up to a set amount, and what needs your approval.
- Saved replies and a knowledge base. Start with your top twenty questions. Ask the rep to add a new saved reply every time they write the same answer twice.
- A fast escalation channel. One place, such as a Slack channel, where the rep can reach a person who decides.
- Phone support. Use a cloud phone system so calls route to the rep, and check the call-recording rules where your customers live before you switch recording on.
A 30-day rollout
- Days 1 to 5: learn. The rep reads a hundred past tickets, learns the saved replies and drafts answers that you approve before they're sent.
- Days 6 to 10: one channel. The rep handles email alone in their hours. You review a sample each day.
- Days 11 to 20: add a channel. Add live chat or social messages. Move from reviewing everything to spot checks, and have the rep update the knowledge base as they go.
- Days 21 to 30: the full queue. The rep owns the queue in the agreed hours. Agree the escalation rules that worked and write them down.
Go from the least risky channel to the most, so early mistakes happen where they cost least.
What to measure
Before you outsource, write down today's numbers so you have something to compare against:
- First response time: how long a customer waits for the first human reply.
- Resolution time: how long until the issue is closed.
- Customer satisfaction: the score from a one-question survey after each conversation.
- Reopen rate: how often a "solved" ticket comes back.
- Escalations: how many tickets the rep passes to you, and why.
- Morning backlog: how many conversations are waiting when your day starts.
Then review five to ten conversations a week against a short checklist: was the answer right, was the tone yours, was the policy followed, and was the next step clear. Set targets from your own starting point rather than an industry average; your product and customers are what make the numbers.

Questions people ask
What is customer service outsourcing?
Paying people outside your company to answer your customers by email, chat or phone. It can mean a BPO firm that runs a support team for you, an agency that supplies and manages a dedicated rep, or one remote rep you hire and manage directly.
What is customer service in the BPO sector?
In business process outsourcing, customer service is a contracted service: a BPO firm recruits, trains and manages agents who answer customers on behalf of client companies. It is a large industry in the Philippines, where IT and business process management earned about $40 billion and employed about 1.9 million people in 2025.
How much does it cost to outsource customer service?
For one dedicated rep: $10 to $19 an hour at Upwork's typical rates, or $400 to $900 a month for a full-time rep in the Philippines hired directly (OnlineJobs.ph, April 2026). For comparison, the median US customer service representative earns $21.53 an hour (BLS, May 2025 data). BPO firms quote per contract.
Which countries can cover US business hours for support?
Bogotá and Mexico City work US Eastern hours at normal local times: a 9 to 5 New York day is 9 to 5 in Bogotá in winter and 8 to 4 in summer. Manila covers the US night. For UK hours, Johannesburg, Lagos and Nairobi are between zero and three hours ahead of London, depending on the season.
